Il s’agit de l’acronyme «Value Added Reseller » ou revendeur de matériel informatique à valeur ajoutée (Conseil, Installation, Maintenance, Hot Line, etc.)
Comme dans toute étude de mesure de la satisfaction clients, nous devons répondre au préalable à trois questions :
- Quelles sont les bonnes questions à poser ?
- Quels sont les bons interlocuteurs à interroger ?
- Quel est le meilleur mode d’enquête pour chacun ?
Les bons Interlocuteurs ?
Cette étude de satisfaction est menée auprès des entreprises clientes avec la présence de 3 interlocuteurs cibles :
- Le décideur : le plus souvent le dirigeant, il a pouvoir de vie ou de mort sur le contrat, son opinion est stratégique,
- Le correspondant technique, fonction occupée par des profils très différents selon les entreprises (de la secrétaire du dirigeant au DSI). C’est lui qui va être l’interface de la relation entre les équipes du prestataire et ses propres équipes,
- Les utilisateurs : les « end users », tous les collaborateurs de l’entreprise cliente utilisateurs des services informatiques rendus (poste de travail, logiciels, réseaux, maintenance, hotline, etc..)
Une fois que l’on a identifié les différents types d’interlocuteurs, deux nouvelles questions se posent :
- Quelles sont les bonnes questions a poser à chacun : sachant que chacun n’est pas concerné par les mêmes sujets
- Quel est le meilleur mode d’enquête pour chaque cible ?
Les bonnes Questions ?
Le problème des questions n’est pas le plus complexe et après une séance de travail on arrive à croiser le couple questions x cibles (voir graphique).
L’enquête étant prévue via internet, notre logiciel d’enquêtes On line gérera les filtres pour que chacun ne se voit proposer que les questions qui le concernent.
Les bons modes d’enquêtes par interlocuteurs ?
Le choix du bon mode d’enquête bute alors sur une difficulté !
Notre client a bien les mails des décideurs et des correspondants techniques, mais il n’a pas les mails de tous les utilisateurs !
Ceux-ci peuvent être sur différents sites et parfois mobiles ! Ces mails sont seulement connus de l’entreprise et pas du prestataire…
La solution a été trouvée en retenant le protocole suivant :
- Les décideurs et le correspondant technique reçoivent une invitation pour répondre à l’enquête via leur mail. En cas de plusieurs correspondants techniques, plusieurs mails sont adressés.
- En fin d’enquête, un lien « ouvert » et « spécifique » à chaque société est présent.
- Ce lien est adressé aux utilisateurs, via la messagerie interne, par leur correspondant technique de référence ou par le décideur (selon décision interne).
Nous pouvons ainsi gérer des invitations multiples (de 10 à des milliers d’individus) ou chaque répondant sera bien identifié comme participant à l’enquête du prestataire. Les réponses seront reçues en base de données afin d’être traitées pour publier les résultats.
Mais là encore d’autres difficultés surgissent :
- Comment traiter les résultats d’une même entreprise avec les réponses de 3 fonctions différentes et des dizaines, voire des centaines de répondants ?
- Comment comparer les performances des entreprises entre elles – et dans le temps – dans ces conditions ?
Ce travail est une des étapes de notre programme de mise au point d’un outil « mutualisé » de mesure de la satisfaction des Sociétés de Conseils et de Services Informatiques.
