Il est issu de notre base « Sat Bench® » des deux dernières années (2012 et 2011), sur la base de 280 études satisfaction clients et 625 000 questionnaires.

Un client sur 4 a eu l’occasion de réclamer !
La moyenne du taux de réclamations est de 25 %, ce chiffre cache une grande disparité entre secteurs d’activité, comme on peut le voir sur legraphique :
- 14 % dans l’assurance, au minimum,
- 49 % dans le logement social, au maximum.
Le taux de réclamations que nous prenons en compte ici est bien plus large que celui que pouvez suivre dans vos mesures internes, via les courriers, les mails ou les appels reçus…
Petites et grandes réclamations …
C’est en effet la réponse à la question « Avez vous eu l’occasion de faire part d’une réclamation au cours des 12 derniers mois, que ce soit oralement ou par écrit ? »
Cette partie est donc « la totalité de l’iceberg » au delà de la partie immergée que vous voyez.
Des analyses plus fines montrent que ce chiffre prend en compte :
- Des réclamations ponctuelles « J’ai été obligé de réclamer 4 fois mon chéquier »,
- Des problèmes ponctuels « Ma commande a été livrée en 3 fois »,
- Des insatisfactions globales « Ce n’est pas normal qu’il n’y ait pas une agence dans mon quartier »,
- Des remarques formulées oralement à un agent « Je lui ai dit qu’une telle augmentation n’était pas acceptable ».
Nous voyons donc dans ce florilège de réclamations que beaucoup d’entre elles ne sont pas assez importantes pour justifier un recours ou un courrier au siège.
Tout n’est pas du domaine du dysfonctionnement mais plutôt le résultat d’une politique d’entreprise : « Nous ne pouvons pas couvrir tout le territoire / les prix doivent parfois augmenter… ».
Analyse statistique des réclamations
Il convient d’isoler les groupes de clients concernés par ces réclamations afin de savoir :
- Quelle est la nature des réclamations ?
- Sont-elles stables par rapport à la dernière mesure ?
- Quelle est l’importance de la réclamation et son impact dans les indicateurs clefs : satisfaction, recommandation, fidélité (analyse statistique de sensibilité) ?
- Quel est éventuellement le thème le plus sensible, celui dont la présence influence le plus les indicateurs ?
- Quel est le profil des clients réclamants ? En quoi sont-ils différents des autres ?
- Quel est le poids économique des clients qui réclament (plus ou moins que leur poids dans la population) ?
La réponse à ces questions permet d’orienter les stratégies et les moyens dans la bonne gestion des réclamations.
