La source semble venir de l’Institut TARP (Technical Assistance Research Program) aux US mais elle date !
Je reviens sur un élément de l’étude publiée par American Express sur les habitudes, avis et besoins des consommateurs.
Cette étude d’American Express contient un tout petit paragraphe à la fin sur la prise de parole des satisfaits et des insatisfaits, qui m’a interpelé.
Les client insatisfaits font beaucoup plus de bruit que les satisfaits !
En effet, cette étude indique qu’en France :
- En cas de mauvaise expérience, 60% des clients en font part à 15 personnes environ.
- S’il s’agit d’une bonne expérience, ils sont 39% à le confier à 8 personnes.
Si vous prenez ces chiffres et que vous les posez, vous obtenez le tableau ci-dessous :
L’effet « bouche à oreille n’est donc pas d’un coefficient de 2 (un satisfait le dit à 5, un insatisfait à 10) mais d’un coefficient de 3 (60 % le disent à 15 et 40 % à 8).
- Les insatisfaits sont un petit peu moins bavards qu’on le croit (9 au lieu de 10 soit moins 11 %)
- Mais les satisfaits sont beaucoup moins prolixes qu’on ne le pense (3 au lieu de 5 soit plus 56 %)
Paradoxes des chiffres : ils sont en fait en peu plus faibles, mais l’écart entre eux est beaucoup plus fort !
Ceci renforce l’effet bouche à oreille et le pouvoir de nuisance ou de recommandation des clients insatisfaits ou très satisfaits.
Ce chiffre mériterait bien entendu d’être validé selon les activités, produits, services et types de clients.
C’est un peu ce qui me gêne dans l’affirmation globale et péremptoire « Satisfait = 5 / Mécontent = 10 », car nous n’avons pas la même envie de nous confier, selon la nature des produits/services que nous avons acheté.[/fusion_text][/fusion_builder_column][/fusion_builder_row][/fusion_builder_container]
