Il parvient ainsi à traiter informatiquement tous les courriers, e-mails et appels téléphoniques de ses clients, mais aussi l’ensemble des commentaires laissés sur les bornes en magasin, soit un total de 350 000 messages chaque année.
L’enseigne estime rattraper, sous quarante-huit heures, 97% des clients insatisfaits qui la contactent (contre 80% auparavant).
L’effet sur les ventes : Cinq millions d’euros par an !
Un gain suffisant pour rentabiliser le coût du programme informatique d’analyse sémantique – autour de 1,5 million d’euros – mais une goutte d’eau comparée aux 4,5 milliards de chiffre d’affaires du groupe.
L’objectif n’est pas financier. «Il s’agit avant tout d’asseoir la réputation de notre service clients», rappelle-t-on au siège, dans la banlieue de Lille.
Les doléances issues des 118 magasins sont disponibles en un clic – Résultats :
- Les 550 salariés du SAV, libérés des fastidieuses compilations qui occupaient 50% de leur temps, peuvent se consacrer pleinement à résoudre le problème du client.
- Leroy Merlin a profité de ce gain de productivité – l’équivalent de 31 postes à temps plein par an – pour rehausser ses standards.
- Les équipes ont désormais l’obligation de répondre en trois temps : signaler que la requête est prise en compte, proposer une solution et s’assurer que l’acheteur est satisfait.
